Summary:


This position is responsible for solving organizational information problems and requirements by analyzing requirements, building a robust set of financial and business metrics, working with cross-functional teams to design, build, deploy the reporting systems, and utilize metrics to determine improvement opportunities for the Customer Care organization that will maximize operational efficiencies.


Duties and Responsibilities:


Essential duties and responsibilities include but are not limited to those listed below:



  • Partnering with all areas of the business as required and the functional Customer Care Management team to create sound performance metrics (measures), reporting and process (SKEP -- Skill knowledge enhancement process)

  • Determines operational objectives by studying business functions; gathering information; evaluating output requirements and formats

  • Designs new computer programs by analyzing requirements; constructing workflow charts and diagrams; studying system capabilities; writing specifications

  • Extract and prepare data for analysis across multiple platforms (Database Connections (SQL), Excel, SharePoint, Jasper etc.)

  • Improves systems by studying current practices; designing modifications

  • Recommends controls by identifying problems; writing improved procedures

  • Perform data quality analysis and verify accuracy of reporting

  • Responsible for Business reporting on project status, Customer Satisfaction Surveys, Weekly Service Reporting and developing automated methodology for reporting improvement

  • May defines project requirements by identifying project milestones, phases, and elements; forming project team; establishing project budget

  • Maintains system protocols by writing and updating procedures

  • Provides references for users by writing and maintaining user documentation; providing help desk support; training users as required

  • Prepares technical reports by collecting, analyzing, and summarizing information and trends

  • Maintains professional and technical knowledge by attending educational workshops; reviewing professional publications; establishing personal networks; benchmarking state-of-the-art practices; participating in professional societies

  • All other duties as assigned

-Education:




• Bachelor's degree or equivalent work experience preferred




• Formal education in business related field is preferred


-Experience/Skills Needed:



  • Excellent oral and written communication skills




• Ability to create reports from both database and flat file systems using tools defined in skills section



  • Ability to collect data for weekly status reporting, survey reports and other performance indicators




• Desire to learn new skills, be challenged and have growth potential




• Collaborates on maintaining and updating metrics planning and analysis tools and ensures metrics are aligned to performance goals




• Must be able to work independently with minimal guidance




• Solid organizational and time management skills



  • Ability to manage through multiple initiatives simultaneously




• Strong Analytical ability to help drive business performance and identify trending




• Cross functional knowledge that lends itself to interpret and understand impacts of any change to the Customer Care organization




• Ability to work in a fast paced, team environment



  • Able to work with other groups

  • Six Sigma certification preferred -- green belt or higher


-Computer Skills:



  • Technical experience in programming in the following: SQL, EXCEL Pivot, XML, Business Objects, Web Services, ASP, Avaya CMS, HTML, Jasper, Visual Studio, Access, Java, Oracle, Dash boarding Statistical Analysis, Contact Center Metrics and Forecasting preferred

  • Software design, software documentation, software development, software requirements a plus

  • Prior working knowledge of Sales Force, Service Now, SharePoint reporting a plus



  • Strong understanding of the Host/Matrix product
